Ahmed El-Kheshen, CEO of Raya Customer Experience (RCX), emphasized that artificial intelligence acts as a supportive tool for employees rather than a replacement, predicting this collaborative model will persist for at least the next decade. He explained that AI effectively reduces wait times, streamlines issue resolution, and enables customer service agents to access information rapidly and handle tasks more efficiently.

Proactive Planning for High Call Volumes

El-Kheshen noted that managing contact centers requires precise operational capacity planning. He pointed out that launching a new ad or promotional campaign can trigger a surge of 35,000 to 40,000 calls. He stressed the necessity of early coordination between businesses and contact centers to allocate the required workforce, avoiding call congestion and long wait times.

Leveraging AI for Simulation-Based Training

He revealed that Raya utilizes AI to train employees through interactive simulation technologies. The software acts as a "customer" to generate complex scenarios and escalate difficult situations. This method optimizes the preparation period—which typically spans two to three weeks—and boosts agent readiness before they interact directly with real customers.

A Complex Industry with Promising Career Paths

El-Kheshen dispelled the misconception that the call center sector is simple, emphasizing its inherent complexity driven by managing technology, workforce, and call volume simultaneously. He added that the industry offers clear professional growth, revealing that 6 out of 8 members of his leadership team started their careers as agents before advancing into managerial and specialized roles.

Merging Technology with Operational Expertise

He explained that implementing AI does not always require software developers, as simpler operational tools—such as internal training applications—can be developed in-house using existing staff expertise. He highlighted that successful AI implementation depends on combining technological capabilities with the practical operational experience of contact centers in managing customer journeys, while hinting at an upcoming project in partnership with sister company Raya Nexus.
